How can organisations use technology to solve real customer problems and create better experiences?
In this weekβs World of CX Weekly Breakfast Virtual Conversation, we had an insightful discussion with Richie Sobayeni, Head of Customer Experience Design at Equity Bank, on CX Meets Tech.
The conversation explored how organisations can make better technology decisions by understanding customer needs, fixing broken journeys and bringing CX, business and technology teams together.
Here are 10 lessons from the conversation:
π Start with the customer problem, not the technology. Before investing in a new tool or system, organisations need to understand the problem they are trying to solve for their customers.
π Let customer insights guide technology decisions. Customer feedback, behaviour and pain points should inform the solutions organisations develop and implement.
π Do not automate a broken customer journey. If a process is already frustrating, automating it without addressing the underlying issues may only make the problem worse.
π CX, IT and business teams must work together. Better customer experiences happen when these teams collaborate, share insights and work towards a common goal.
π Look at the entire customer journey. A problem that appears to be caused by one department may actually begin somewhere else. Mapping the journey helps organisations identify the real source of customer frustration.
π Connect technology investments to business outcomes. Technology should do more than look impressive. Organisations need to understand how it improves the customer experience and contributes to business performance.
π Use automation to make simple interactions easier. Technology can help customers complete routine tasks faster and with less effort, freeing up resources to focus on more complex needs.
π Know when the human touch matters. Not every interaction should be automated. Situations that require empathy, reassurance or careful judgement may need human support.
π Make every handover seamless. Customers should not have to repeat their stories every time they move between channels or departments. Teams and systems need to share the right information to create a connected experience.
π Make customer experience everyone’s responsibility. Improving CX is not the job of the CX team alone. Organisations should recognise and encourage peopleΒ
